They were offered explanations of the findings and, where appropriate, a review of documented expenses.<\/p>\n<p>Nobody was required to participate.<\/p>\n<p>Some people appreciated hearing from us.<\/p>\n<p>Others weren&#39;t interested.<\/p>\n<p>Helen and Arthur Price, the older couple who&#39;d been turned away during the medical conference, agreed to speak with Nadia.<\/p>\n<p>They remembered the incident clearly.<\/p>\n<p>Arthur had recently completed a demanding course of medical treatment, and the trip was their first opportunity to travel together in several months.<\/p>\n<p>They&#39;d chosen the Grand Regent because it was close to the conference venue and offered the accessibility arrangements they needed.<\/p>\n<p>When their reservation couldn&#39;t be located, they were sent elsewhere.<\/p>\n<p>The alternative hotel was farther away, and the unexpected move disrupted their plans.<\/p>\n<p>The Grand Regent had refunded the deposit, but nobody had explained why the original reservation wasn&#39;t found.<\/p>\n<p>When Nadia described the review&#39;s findings, Helen thanked her.<\/p>\n<p>Then she said something that stayed with me.<\/p>\n<p>&quot;We appreciate the explanation. But we don&#39;t plan to return.&quot;<\/p>\n<p>Nadia asked whether there was anything further the hotel could do.<\/p>\n<p>Helen was polite.<\/p>\n<p>&quot;No. We made our decision.&quot;<\/p>\n<p>I read the account afterward.<\/p>\n<p>For a moment, I felt the urge to offer them an extraordinary stay, complimentary transportation, or some other gesture that might persuade them to reconsider.<\/p>\n<p>Then I stopped.<\/p>\n<p>They&#39;d already told us what they wanted.<\/p>\n<p>They wanted the hotel to understand what happened.<\/p>\n<p>They didn&#39;t want another reservation.<\/p>\n<p>I needed to respect that.<\/p>\n<p>A sincere apology didn&#39;t entitle us to another chance.<\/p>\n<p>Rebecca Lawson&#39;s response was different.<\/p>\n<p>She appreciated the additional review and accepted reimbursement of the documented extra transportation and accommodation costs that the company determined were appropriate.<\/p>\n<p>But she also said she didn&#39;t want her children involved in any publicity about the incident.<\/p>\n<p>I understood immediately.<\/p>\n<p>She had already endured an exhausting night with them.
